Phase 1 · MVP Specifics

NeonNow Phase 1 — the specifics.

What NeonNow is, what's changing, why, the impact, and how we work together. A focused first step: automate the routine lapsed-job follow-up, so agents move onto the exceptions.
Phase 1 scheduled: end of August  ·  Phase 2: for transparency only
The future telephony & contact-centre platform for 365 Assistance.

NeonNow is a contact-centre orchestration platform built on top of Amazon Connect. It manages telephony, workflow automation, AI agents, customer journeys and reporting.

Today

  • CDM owns and pays for Zoom telephony
  • 365 owns CAPS
  • Agents use Zoom for calls and CAPS for job management
  • Most provider follow-up is done manually by agents

Future state

  • NeonNow becomes the primary contact-centre platform
  • Built on Amazon Connect; owned & operated by 365
  • Telephony, automation, AI and reporting run through NeonNow
  • Zoom is ultimately replaced as Phase 2 progresses
Zoom ownership

Owned and paid for by CDM today. Remains in place for Phase 1.

NeonNow ownership

365 will own and operate NeonNow and the underlying Amazon Connect platform.

Phase 1 introduces the first automation workflows on NeonNow.

The immediate change is focused on lapsed-job follow-up and CSAT automation.

Lapsed-job automation

Customers receive an SMS when a job appears overdue. If the job isn't complete, an AI agent follows up with the provider.

Provider AI calls

Providers start receiving AI-led outbound calls asking for ETA, completion or cancellation information.

CAPS / customer updates

If provider information is captured, the job is updated and the customer notified. If not resolved, the job escalates.

CSAT automation

CSAT is offered automatically by 365. CDM no longer needs to manually action or report on this process.

🎯

In simple terms: automation handles the routine overdue-job follow-up; CDM agents handle the exceptions.

To reduce routine chasing and improve customer communication.

Delayed clarity on overdue jobs creates unnecessary follow-up effort and impacts the customer experience.

Current problem

Agents spend time on routine provider chasing instead of higher-value customer and exception work.

Customer outcome

Customers get faster, more consistent updates when a job is overdue.

Operational outcome

CDM capacity is recovered from repetitive outbound activity.

Business outcome

365 can reduce cost pressure and scale into new opportunities without scaling manual work at the same rate.

💡

This is an efficiency, customer-clarity and capacity-recovery change — not an immediate headcount-reduction programme.

Agent work changes from routine chasing to exception handling.

The important point for agents: Phase 1 refines the agent's work pattern.

What changes

  • Agents stop handling all lapsed jobs in the current way
  • Routine provider chasing reduces
  • Agents receive escalations where human intervention is required
  • Some training will be required on the changed process

What we need to say

"NeonNow automates manual processes that take agents away from value-adding tasks."

🗣️

Agent message: less routine chasing, more exception handling.

Providers will start receiving AI-led follow-up calls.

Provider readiness matters because provider reaction and response quality can affect escalation volume into CDM.

What providers hear

Providers receive AI-led calls asking for ETA, completion or cancellation information.

How we manage it

Network will notify providers, trial selected providers before go-live, collect feedback and iterate where needed.

📞

If frustrated providers contact CDM, CDM will need a simple feedback path back to 365 / Network.

CDM's role shifts — how we use agents will change during Phase 1.

The impact is operational first: work type, training, escalation management and workforce-planning discipline.

Operational impact

Less routine outbound provider chasing; more focus on exceptions and unresolved jobs.

Leadership impact

Managers and Team Leaders need clear, consistent messaging for agents.

Training impact

Remote / batch training required with minimal SLA disruption.

Workforce impact

How we use agents will change during Phase 1 — managed through evidence-led planning. We expect a ~12% reduction in outbound calls.

~12% expected reduction in outbound calls — Phase 1 target
365 and CDM need one message for agents and Team Leaders.

The goal is to manage genuine people risk without over-explaining uncertain future impacts.

1

Agree message

Align Kris, CDM leadership and 365 on the Phase 1 narrative before agent communications.

2

Brief Team Leaders

Equip TLs with the "what is changing / what is not changing" script and FAQs.

3

Train in batches

Remote / batch training focused on escalation handling and the provider-feedback process.

4

Capture feedback

Create a simple channel for agent questions, provider frustration and process issues.

5

Review data

Jointly monitor call reduction, escalations, provider feedback and training gaps.

🤝

Principle: be transparent about Phase 1 decisions, but don't speculate beyond decisions that have been made.

Prepare consistent responses before agents ask.

These responses should be aligned between 365, CDM managers and Team Leaders.

Concern

"Are you replacing me with AI?"

Likely interpretation

A big part of my job is going away; I don't feel secure.

Planned response

NeonNow automates manual processes that take agents away from value-adding work.

Concern

"What if we reduce more calls than expected?"

Likely interpretation

365 will move quickly and jobs will be cut.

Planned response

365 and CDM will monitor the change carefully. If reduction is significant, we'll be open and upfront.

Concern

"What do providers hear?"

Likely interpretation

Providers may dislike AI and call agents angrily.

Planned response

Network will notify providers, trial selected providers before go-live and gather feedback. CDM will have a process to escalate provider issues back to 365.

Phase 2 · transparency only
Phase 2 is for transparency only at this stage.

Today's focus is Phase 1. Phase 2 is not fully defined and should not drive immediate workforce decisions.

What we know

NeonNow will replace Zoom as the primary telephony platform. AI agents are expected to reduce human-handled calls.

What is not defined

The full impact, detailed operating model, workforce implications and implementation detail are still being worked through.

Likely timing

Current expectation is October / November, with more detail to come over the coming months.

🧭

Positioning: Phase 1 first. Phase 2 detail follows after evidence, design work and further executive alignment.

Practical actions for 365 and CDM.

The next step isn't more theory — it's alignment, training readiness and feedback loops.

1

Executive alignment

Kris and Michael align on the Phase 1 message, 12% target and joint review trigger.

2

Leader briefing

CDM managers and Team Leaders briefed with consistent wording before agent messaging.

3

Training plan

Agree remote / batch training approach and timing with minimal SLA disruption.

4

Provider readiness

Network notifies providers, trials selected providers and shares the feedback process with CDM.

5

Feedback loop

Set up a simple way for CDM to send agent / provider issues back to 365 during go-live.

6

Review cadence

Monitor outbound reduction, escalations, provider feedback and agent questions after launch.

Support the Phase 1 narrative and partner with 365 through training, feedback and review.
